Sue did everything by the book with Grace. She was greeted her warmly and genuinely, built rapport by chatting about the *complimentary* coffee then came to a compromise about the issue. Top marks all round, Sue is such a professional.

Customers would come in wanting a refund because their shoes had disintegrated after a week. She would argue with them that they couldn't have a refund because they were 'fashion shoes' and not designed to last.
